In the last 12 months we’ve experienced several enquires about white label IT support from technology companies.

For many, this has been driven by an increase in demand for their products – particularly those selling SaaS solutions and online tools – coupled with increased 1st and 2nd line IT support ticket volumes. We’re also seeing higher demand for out-of-hours or 24/7 support, to provide coverage for users outside of traditional business hours, and multilingual IT support for companies who are experiencing global growth.

To this end, we thought it would be helpful to provide some information about white label IT services and what best practice looks like.

What should you expect from white label IT services?

The clue is in the name! The best white label managed service providers deliver a customer experience that gives the end user the impression they’re dealing with you. This means not only communicating as your brand but also understanding your culture and protecting your organisation’s reputation.

1st line IT support is more than referring to a knowledgebase!

If you’re outsourcing 1st line support, product training is extremely important. From conversations with new customers we’ve learnt that not all 1st line IT support providers deliver the resolutions expected. Some providers simply refer to the technology company’s knowledgebase (which is often already available to end users), and anything not included is triaged and escalated to 2nd line.

1st line support, in our view, should do more than triage issues and provide copy and pasted responses: this is what 0 line (also known as T0 and L0) is for. Self-service options like FAQs, ChatBots and knowledge banks are increasingly the first port of call for end-users who need support. Therefore, if they raise a ticket, they’ve already exhausted self-service support and need someone with technical expertise to resolve their issue.

A 1st line service desk analyst should know your technology product inside out and have received training in order to resolve common issues at first contact. For example, each team member (analyst) should undertake a customer specific learning programme; including a business overview, culture and philosophy, technology environment, application training, historic issue profiling and, if applicable and geographically possible, a site visit to meet key stakeholders.

Usually, when we on board a new customer in the technology sector, the customer’s technical team will initially provide our analysts with system / application training as well as any knowledge bank articles already written. We will then continually update this resource with new fixes or information as we are made aware, as well as undertaking training in-house for new team members. When knowledge bank articles are not available, we will develop this content ourselves.

As a result, analysts are able to provide more first contact fixes for end users and avoid escalating 1st line tickets to 2nd line. This is how 1st line should work; reducing the number of tickets your technical team has to deal with, allowing them to focus on other activities and resolve more complex technical issues at developer level.

Global technology platforms require global IT support

Cloud technology has broken down many barriers including borders between countries. If your technology product is available to users around the world, support also needs to be available in their time zone and native language.

One option is to provide local IT support either internally (if you have technical teams available in different regions) or by outsourcing to a local managed service provider. However, a more straightforward option is to partner with a provider with global reach and multilingual analysts.

A 24/7/365 IT service desk team covers all time zones as well as anyone working or using your products outside of normal business hours. The cost of providing out-of-hours or 24/7 IT support is usually less with a managed service provider than staffing this requirement internally.

IT support can also be provided in key languages, with bilingual or multilingual analysts available to respond to and resolve tickets in English and other languages, and staffing aligned to relevant time zones.

Women in tech: Kerry Burgess, Service Desk Manager

Even though the technology industry is becoming increasingly diverse, only 19% of people working in tech in the UK are female*. To celebrate International Women’s Day we thought we would shine a light on one women in tech: Kerry Burgess. Kerry is our Service Desk Manager. In the interview below, she shares what her role entails and her technology career to date.

Q: What do you do at Cloud Business?

Kerry Burgess: “My responsibilities include supporting the Service Desk team leaders in their day-to-day roles. I’m also in regular contact with our customers, both for service reviews and escalations. Ensuring everyone on the team are all trained up in the customers they support is also key to my role, especially recently with the two Service Desks becoming one big team.”

Q: What’s your background?

KB: “I joined the business on an apprenticeship as an Office Administrator straight from college in 2011. Once I had completed my apprenticeship, I joined the Service Desk team as a first line analyst and then after a few years moved into the First Line Team leader role. In 2017 I became the Service Desk – Assistant Manager and last year was promoted to the Service Desk Manager role.”

Q: Do you have any specific qualifications or expertise?

KB: “I completed the Service Now Fundamentals Training Course and manage certain parts of the configuration of Service Now for one of our customers.”

Q: What’s a typical week at Cloud Business like for you?

KB: “I know it sounds cliché, but no two weeks are the same. Day-to-day I can be helping our customers implement new processes or helping facilitate the needs of the team including resource management. My role is varied, continually liaising with customers ensuring that their needs are met or exceeded. Each week presents new challenges to overcome and help us grow as a Service Desk.”

Q: What do you most like about working at Cloud Business / your job?

KB: “I get to communicate with all levels of the business and generally colleagues become friends. There are always opportunities to learn and at the end of the day I feel a great sense of achievement knowing the work I am doing is helping our team and customers.”

Q: How are you finding working from home?

KB: “I am very fortunate to have a spare room that we have labelled ‘the office’ (although it is also a Christmas decoration holding area at the moment) so I still have a differentiation between work and home, which can be difficult to achieve if you are working from your kitchen or relaxation space. I enjoy working from home, although I do miss the face-to-face interaction with the team that you get from working together in the office. It is good to have a video chat, rather than a phone call, with colleagues every once in a while, to help bring some of that interaction back.”

Q: What do you like to do outside of work?

KB: “Before Covid I enjoyed visiting National Trust properties at the weekends and exploring new towns. The Cotswolds is a regular place I enjoy visiting, there are lots of villages and hamlets to explore. During Covid, the highlight of my week is a walk with my Mum and a visit to the supermarket!”

Q: Tell us something surprising about yourself?

KB: “I am an avid Formula 1 fan and aspire to go and watch the Belgian Grand Prix live one day.”

Now remote IT support is the norm and demand has increased significantly as teaching, admin, research and other activities have moved online with a greater reliance on technology.

Trends in IT support for the education sector

Now, that the initial mass deployment of remote learning / remote working strategies have bedded in, we’re noticing a number of key trends.

Level of IT support is linked to remote learning success: Being able to access IT support services easily and with rapid response times is crucial for successful remote learning outcomes. Both for teaching staff and students. Any technology issues that impact on a student’s ability to access to education are going to have a detrimental impact, whether it’s a teacher unable to take a live online class or a student unable to log in to resources. Adequate provision of support is therefore essential during teaching hours as well as private study times.

It’s about morale and engagement too: How engaged students are with remote learning is also linked to their experience of IT support. Many students are struggling to motivate themselves and any difficulties with technology can be overwhelming. Younger students, who are not as used to working independently, may find IT issues particularly challenging and some may lack the confidence to ask for support. Clear communications about how to access IT support and multiple channels for raising tickets, are vital.

Teaching staff are also likely to find remote learning challenging and, as a result, their job satisfaction levels have fallen. Reducing technology barriers and providing high quality support will ensure that your IT team department are not solely held responsible for a poor teaching experience.

Demand for flexible IT support: With many people having to juggle family commitments with remote work (such as home schooling their own children) teaching, admin, faculty and support staff may need to work outside of normal working hours. Self-service portals provide ‘0 line IT support’ in the form of knowledgebase content so that your user community can troubleshoot common issues for themselves. As most education institutions are full of tech-savvy individuals, this can have a very positive impact on productivity and downtime.

Self-service portals also allow your user community to report issues that are not time critical, make requests for software, hardware, changes to user accounts and a variety of other common IT requests. This helps both users and IT teams, making it easy to log tickets and also to manage workflows.

Shared support services: Some organisations that have traditionally delivered on-site IT support to their user community, have struggled to provide remote support and manage the increase in ticket volumes and demand for extended hours. That’s why we’re seeing a substantial increase in enquires for shared support services.

We’ll work with you, key stakeholders, users and 3rd party suppliers to get a detailed picture of your organisation’s IT environment. Tech support is more than resolving IT problems

Usually we think of IT support as where you go when you’re locked out of your account, need to reset a password or can’t get connected to your cloud apps. Problems.

However, it also covers desktop support such as helping users get more from their apps and tools. This year we’ve seen an increase in tickets for this kind of support request, for example “how do I show my screen during a Teams meeting” or “how can I share a file in SharePoint with someone outside my organisation?”

These types of questions and support tickets are not really ‘IT issues’ but more about getting answers that help users be more productive. With many people working from home their normal channels for getting support are not always available – such as asking the tech-savvy colleague that sits opposite them in the office. Which is why we’re now seeing more of these queries being raised as a support ticket.

It’s important that you do provide users with support for queries of this nature – even if they could find the answers on Google – as the time they spend trying to find an answer for themselves impacts on their productivity and user experience. They may also end up finding a work-around that could potentially breach your security policies. For example, downloading data onto their home computer, rather than accessing it securely in your organisation’s IT environment.

Technical support tickets are getting more technical

‘How to’ type questions are normally resolved by 1st line service desk analysts (and many can also be answered through self-service options like knowledge banks.) However, as users have become increasingly more technologically sophisticated, support calls are also becoming more complex.

With users able to resolve simple issues for themselves – thank you Google – many more complex tech support queries can’t be handled by 1st line analysts so need to be escalated to 2nd.

This requires staff with in-depth knowledge of the technology your users have access to, or technical knowledge of your products for customer-facing technical support, and the ability to communicate instructions clearly to users working remotely.

For this reason it’s important to implement all levels of support 1st, 2nd and 3rd, as well as offering 0 line support in the form of self-service solutions. It will keep your users happy, increase user adoption of modern workplace technology or technology products, and have a positive impact on profitability. With the right technical support your employees will be able to get back to work more quickly, they’ll get the benefits of your workplace technology and you’ll get a better return on investment from your IT estate. Develop a strategic plan

Does your organisation have a long term strategic of how technology can support your business goals and ambitions? If not, you may find that some of the decisions made about the technology needed to facilitate remote working during lockdown, are not aligned with the direction the business is taking.

We recommend taking stock and exploring what systems and applications you have or need that support business goals and the modern workplace. Then develop a strategic plan that factors in the technology needed to support remote working, hybrid working practices, and provides your organisation the agility needed to respond to unexpected change.

XaaS, everything as a service

In many cases the businesses that successfully transitioned to remote working and business as usual back in March, had already embraced SaaS, PaaS and IaaS models. The benefits of the ‘as a service’ model are well known. A shift from capital to operational expenditure (capex to opex) often leads to lower total cost of ownership. Whether you’re in the market for a new partnership, or you’re happy with your existing one, you should be asking the following key questions to make sure they are the right match for your business:

  • Do you have experience working with customers in my sector?

An IT company will probably work across many sectors, but it’s important to know if they have experience of yours. Is their business model adaptable to suit different businesses? Could they cope if your business grew? Understanding how they handle individual customer requirements and business sizes will give you insight into whether it could be a long-term partnership.

  • Who is responsible for taking care of our business and how will we know if that changes?

A good quality IT service provider will have a clear and structured process as an answer to this question. They might assign a specific account manager randomly, or they might match your needs to a particular team member. Whatever their method, it’s important that it’s clear who you are to contact both day-to-day and in an emergency. It is also handy to find out how they would transition you to a new contact if your current one left their business.

During the current pandemic, you should also regularly ask how they are offering increased virtual support in the absence of onsite meetings.

  • What’s your customer retention rate?

Don’t be afraid to ask to look at retention figures and references at any stage of your relationship with your service provider. Customer retention should be high for IT support companies; if they deliver what they say they will, charge a fair price and are easy to communicate with, they are unlikely to lose customers! If their retention rate isn’t what you would expect, is there a reasonable explanation?

  • How can you help us decrease our spend?

This has been a key requirement for many businesses lately. A quality IT service provider will be invested in helping you save money where it makes sense. A good answer should include reviewing your service licencing and usage to ensure you are only paying for what you need. The provider should also take advantage of any offers and discounts and be fully transparent about their pricing. You should also trust them to advise you on what you shouldn’t reduce spend on, like stripping back security layers.

  • What’s the worst disaster you’ve faced recently?

Every IT service provider has dealt with unexpected disasters; finding out how they dealt with and learned from them will give you some valuable insight into how much they care about their customers. If the provider is happy to go into detail and talk through the positives and negatives, it shows they’re honest, open and realistic.

  • How can you help our business successfully work remotely?

COVID-19 has changed the way we work and remote working is now front of mind for many businesses. It’s important to find out what the strategy is for supporting businesses with remote working both now and long-term. How to bring multilingual IT support to your service desk

What does your technical support team do when faced with a non-native English speaker? Some service desks will turn to Google Translate or other online tools to translate a ticket and offer support. Others will try to find a bilingual colleague to act as an intermediary, while some organisations simply apologise for their lack of language capability and push on in English.

None of these solutions are really satisfactory. Service desk teams need to understand users, and vice versa, if they’re to deliver the right resolution in a timely way. And because of the technical nature of service desk tickets, there are numerous opportunities for misunderstandings and misinformation when a language barrier exists.

Find out how much multilingual service desk outsourcing would cost your organisation. English is the world’s universal language

So is it safer just to apologise and only offer service desk support in English? Not if you want to reduce response and resolution times, keep productivity levels high, minimise downtime and boost or maintain user satisfaction levels. In my opinion it’s also not the right approach for multinational enterprises that want to engage and retain their global staff and break down language barriers between different teams, employees and other stakeholders.

A multilingual service desk goes a long way to ensuring that employees in other markets feel valued, as well as getting the support they need. Don’t forget that your service desk is enabler, without technical support employees (and customers) can’t perform at their best. From a customer’s perspective this means they might not get the value for money they expect out of your product or solution, and for employees it could result in low productivity, missed targets and poor morale.

Do you need a multilingual IT support?

Employing bilingual technicians and service desk analysts is not always easy. According to the British Council 62% of UK citizens cannot speak another language. Out of those that can speak another language fluently, how many will also have the necessary IT skills to deliver the support you need and in the languages you need?

But don’t be put off! The benefits of offering multilingual IT support could outweigh the challenges, and you don’t have to recruit bilingual staff – you could outsource global support to a service desk provider.

The following questions can help you weigh up whether you have sufficient demand for multilingual support:

  • What languages do your global users speak, and what volume of tickets do they generate? This will help you identify languages that will benefit from multilingual support and make the case for a multilingual service desk.
  • How easy is it for them to report a problem and what type of problems do they need support with? Do your users in other markets know how to get support, and is this information localised to ensure clear communications? Localised knowledge banks may be sufficient if users generally report problems they can fix themselves.
  • Are their preferred communication channels available? Raising an online ticket may be preferable to picking up the phone to an English speaking service desk. However, find out what users expect from technical support, different cultures sometimes expect different communication channels.
  • Do tickets get passed around the team before someone can respond to them? This will naturally have an impact on response and resolution times, and takes up your service desk team’s time as they try to find a way of communicating with the user.
  • How do response and resolution times compare to the UK operations? Benchmark performance against response and resolution times for UK users. Measure KPIs for each language so you can understand how quality metrics vary and identify which languages to prioritise.
  • What do global users say? Review user satisfaction levels, complaints and feedback to better understand how your English-speaking service desk performs in overseas markets.
  • What’s your organisation’s global strategy? If your organisation is expanding into new markets or growing in existing ones, you’ll need to plan technical support accordingly. Make sure languages are part of this strategy.

How to get the right multilingual IT support

With the answers to the questions above and data to make informed decisions, you can now explore which language solutions will give you the support your organisation needs. Here are some ideas:

Low volumes of 1st line tickets

Self-serve solutions such as localised knowledge banks could reduce ticket volumes further as users find the answers to their problems without needing to contact your service desk directly. Invest in professional translation services to ensure all content is accurate, uses the correct terminology and is culturally appropriate. Handle tickets raised with your service desk using real-time translation technology. Real-time translation solutions can also support ChatBots and messaging apps.

Low volumes of 2nd & 3rd line tickets

For 1st line tickets where language is a barrier, and for more complex tickets like 2nd and 3rd line where good communication is essential, use a translation service provider. They can offer a variety of services including phone interpreting or translation of emails and messages. Of course, as with any service provider, you’ll need to ensure that they have capacity to translate or interpret requests within your response times. Make sure that they select interpreters and translators with a background in IT or good technical knowledge.

Medium to high volumes of tickets

At this point, investing in multilingual service desk analysts becomes more advantageous. A combination of other options, especially localised self-serve, can support your multilingual team. But, should you keep this in-house or outsource to a service desk provider? Skills shortages in IT combined with a lack of language skills makes outsourcing a better option for many organisations. If you have multiple languages to support, a multilingual service desk provider will offer a variety of languages in a much more cost effective way than if you had to recruit a team yourself.

Our multilingual service desk team is made up of analysts who speak English and at least one other language fluently. They handle tickets in English and their specialist languages and if one of them is unavailable (on leave or handling another call) we have enough language skills on the desk for another member of the team to step in.

What about different time-zones?

Another important consideration is time-zones. If you need multilingual support it’s likely that, even in Europe, users will be in a different time-zone for some of the year. While an hours difference might not be significant, if your service desk only operates during UK business hours that’s one hour when a user might not be able to work, close a sale, or use your product. The larger the time difference, the fewer support hours your service desk can offer.

Staffing your UK-based service desk out-of-hours will be expensive. As an alternative you might explore local support with a technician or more in each market. But a better option is to simply outsource out-of-hours to a multilingual service desk provider. This is a much more cost effective solution than employing additional staff, out-of-hours and with the right language skills.

For example, we provide service desk support in English, French, Italian, Spanish and German for one of our clients, who operates across Europe and Canada. They have approximately 2000 users and require 1st and 2nd line IT support 24/7. We’re able to align our service desk with each time zone and the languages needed at different times of day. We have full French / English support available 24/7 as those languages are needed in both France and Canada. Whereas Spain, Germany and Italy are currently only an hour ahead of the UK and so we can scale down support overnight.

Wouldn’t local service desks provide a better service?

Local outsourcing partners are another route you could explore. The advantage of this is that users and the service desk will be in the same time zone and will all be native speakers. However if you need to provide support in multiple languages you’ll need multiple service desk providers too. This can be challenging as each provider will need to be on boarded and deliver a consistent service, ensuring your organisation’s technical support is aligned with culture, values and your brand.

That’s why using one multilingual service desk based in the UK and offering 24/7/365 cover, is often the best solution. Having a provider based in the UK means you can also meet face-to-face easily and ensure that they understand your organisation. Remember too that you need to be able to communicate with the service desk, not just your users. Therefore, you might find it easier to discuss your requirements, Service Level Agreements, costs and strategy with a UK provider.

Whichever option is best for your organisation, don’t compromise on the quality of your service desk. Slow response times and poor resolutions reflect badly on your organisation whatever language they are delivered in.

In its ‘Predictions 2020’ report, Forrester says that in 2020 CIOs will automate 10% of tasks, including 1st line IT support. If one of your resolutions for the New Year is to reduce the amount of time spend resolving these kinds of tickets, here’s how to do it. 

5 ways to automate 1st line IT support 

Whether you need IT support for customers or for staff, the strategies below can help you automate your 1st line IT support; transforming technical support, increasing productivity and saving time and money. 

1. Streamline your IT support journey 

The first step is to review how your end users access support and whether this process can be more efficient. For example, if you provide self-serve options (see point 2) but end users bypass this and call your technical team directly, you’ll need to explore ways to get end users to follow the right support journey.  

Signpost users to your preferred journey and give them clear reasons to take that route rather than draining your technical team’s resources with 1st line tickets. Highlight the benefits of self-serve or logging tickets via a support portal, such as faster resolution times. 

2. Implement self-serve options 

From knowledge banks to AI support bots, many 1st line issues can be resolved by the end user without direct contact with your technical team. This has advantages for everyone concerned, and obvious productivity gains. Investing time in building a comprehensive and easy to navigate knowledge bank will provide solutions for common issues time and time again. With this in place it also becomes easy to implement AI IT support bots that help users get the information they need and enhance the support journey so they get the best outcome. 

3. Outsource 1st line IT support 

Technical teams can get overwhelmed by 1st line tickets that take them away from other activities. Outsourcing your service desk to a Managed Service Provider is a cost-effective option which increases productivity both for end users and your IT team. 2nd or 3rd line tickets can be escalated back to your in-house technical support, or also outsourced to a trusted provider.

4. Supercharge your technical support with big data 

Use data to manage demand for 1st line IT support and supercharge your service desk! Big data can help you identify common issues, how much resource they need and what scenarios create them. Data can pinpoint the types of end user – the device they use, their location and other factors – that have high demand for IT support. It can also help you spot trends in demand.  

With this information you can optimise technical support to meet users’ requirements and identify key areas that can be automated. For example, you may find that your technical team provides more support for end users in a specific country, in which case you can explore localising the support journey to meet demand. Translating your knowledge bank for this market could be appropriate. Or outsourcing 1st line support to a multilingual service desk provider might be more cost effective. 

5. Put in place scalable processes 

Demand for IT support is not going to decrease any time soon! In fact, with organisations using technology to automate more and more processes – HR, accounting, supply chain etc. – IT support is a business-critical function. It’s therefore important to ensure that any automated processes can scale with demand: from more users and for more IT systems.  

Automating 1st line support is a scalable solution, especially when scaling your technical support team is not feasible or cost effective. But make sure the processes and providers you use have capacity to scale and flex with demand and technical innovation.

Do you need cloud support?

Many organisations migrate to cloud solutions like Microsoft Office 365 and SharePoint to reduce the cost of running on premise IT systems and servers.

Cloud services slash the total cost of ownership, in some cases by as much as 50%, and the productivity and collaboration benefits of a digital workplace also have a positive impact on the bottom line. 

You may have read articles about how one of the ways cloud services reduce IT costs is by negating the need for IT support. While it’s true that the costly maintenance of on premise IT infrastructure, upgrades, monitoring and patching is effectively wiped out; to protect and maximise your investment in cloud technology, cloud IT support should still be considered. 

Is cloud support from technology companies enough? 

Cloud technology companies like Microsoft are responsible for upgrading and maintaining the core technology. Most also offer free basic user support as part of your subscription in the form of knowledge banks, community forums and self-serve options: for example, the Office 365 Online Portal.  

If you have reasonable levels of IT literacy within your organisation, 1st line support tickets such as a forgotten password or username can be dramatically reduced. Staff should be able to access the right information to reset passwords for themselves or find their username. However, this cloud support is limited, and if a ticket needs to be logged the response time can be slow. To maintain high productivity levels within your workplace you’ll probably still need some provision for 1st line support whether in-house or via a service desk provider. 

Technical support is generally not included in subscription plans. 2nd and 3rd line support for issues that require more specialist skills can be purchased for different cloud products from the technology company. However, check that the SLA is aligned with your business needs. Generally, you might expect a response within one hour critical tickets. For high or non-critical tickets you may find that some plans give no response commitment. 

Microsoft define event severity levels as: 

  • Critical – events that prevent you from accessing or using your services or data, severely impact deadlines or profitability, or affect multiple users or services. 
  • High – events that affect the productivity of users but have moderate business impact, can be dealt with during business hours, or affect a single user, customer, or service. 
  • Non-critical – events that have minimal service or productivity impact on the business, such as a single user experiencing partial disruption, but an acceptable workaround exists. 

Whether this is the best option for your organisation will depend on the volume of tickets you might expect, the skills and capacity you have internally to resolve technical incidents, and the impact of event severity levels on your business. 

These plans are very much off-the-shelf support packages and therefore are not always aligned with your business needs and objectives. Also consider whether you may need onsite support on occasion and whether that’s an option. If not, the cost of on demand call outs from a technician should be factored in.

Get cloud support from a certified Microsoft Partner 

If you don’t have capacity or the technical skills internally to provide cloud support, an alternative is to get support from a certified Microsoft Partner (or other cloud technology partner). The advantage is that you will not only get access to product-specific cloud support but will also receive a more personalised approach. SLAs can be determined based on your business needs, and the cloud support provider will invest more time and energy understanding how they can help you maximise your investment in the cloud. 

You can also expect guidance on your overall support strategy to ensure that you’re getting all the productivity, collaboration and financial benefits that were part of your decision to migrate to the cloud in the first place.  

A good cloud support provider becomes an extension of your team, enhancing the IT skills your organisation already has, picking up the slack and freeing up your time to focus on core activities. We believe firmly that outsourcing to a managed support provider should not be a transactional relationship, more value can be obtained if a partnership approach is embraced by all parties. 

It’s still cheaper with the cloud 

Paying for cloud support will not cancel out all the cost savings digital transformation provides. Tech companies carry a significant proportion of costs by maintaining the technology. Basic support will reduce ticket volumes for common issues that can be resolved by end users, and therefore your internal IT team may be able to handle 1st line support without it being a drain on resources.  

Technical support becomes a way of maximising your investment in cloud technology; not only minimising downtime but also enabling your organisation to work smarter and reap the benefits of cloud migration.  

While the cloud is more cost effective compared to on premise solutions, you still need to protect your investment, so make sure you factor in cloud support whether in-house or from an external provider.
